The longer answer
An AI agent is a step beyond simple chatbots or reply-suggesters. The agent does the full job of a junior support teammate on the conversations it can handle: receive question, find answer, compose reply, follow up if needed, and pass the chat to a person when the customer asks for one or the topic needs one.
The key behaviors distinguishing a real AI agent from a less capable system:
- It draws answers from your specific knowledge base, not generic web data
- It handles multi-turn conversations naturally (visitor asks follow-up; agent remembers context)
- It says when it doesn't know instead of bluffing, and makes it easy to hand the chat to a person
- It can collect structured information (order numbers, error screenshots, account details) and pass them to the human cleanly
- It replies in the customer's language
The most useful mental model: the AI agent is your first line, the same way a first-line support analyst would be in a larger team. Specialists (the rest of your team) handle escalations.
How much it handles on its own depends on your questions and on how well your articles cover them, so measure it on your own conversations rather than trusting an industry figure. In Replyze, Analytics (Pro and Business) shows it as 'Handled by AI'.
